본 연구는 콜센터 종사자들이 경험하는 어려움을 심층적으로 이해하고자 수행되었다. 이를 위해 콜센터에서 근무하는 12명에게 포커스그룹인터뷰와 심층면담을 실시하여 자료를 수집하였고, Giorgi 현상학적 연구방법으로 분석하였다. 분석결과, 154개의 의미단위, 35개의 하위범주 및 11개의 상위 범주가 도출하였으며, 최종적으로는 4개의 주제를 생성하였다. 핵심주제를 중심으로 관련성을 확인한 결과, 콜센터 종사자들은 고객들에게 받는 욕과 인신공격으로 훼손이 되고, 이는 부정적 감정 및 신체적 매몰로 연결되어 어려움을 경험하고 있었다. 열악한 근무조건과 지지나 신뢰가 없는 조직문화는 참여자들의 어려움을 더욱 가중시켰으며, 이는 신체적, 의사소통, 대인관계, 정서의 부정적 변화로 연결되어, 퇴직이나 이직을 생각하는 것으로 나타났다. 이러한 결과를 바탕으로 콜센터 종사자들이 경험하는 어려움의 실체를 논의하고, 추후 상담 및 심리치료 분야에서 콜센터 종사자들을 위해 지원할 수 있는 영역에 대한 제언을 하였다.

This study was conducted for an in-depth understanding of the difficulties experienced by call center consultants. For this purpose, a focus group interview and an in-depth discussion were conducted to collect data with 12 persons working at a call center, and the data were analyzed, using Giorgi’s phenomenological method. As a result of the analysis, 154 meaning units, 35 subcategories and 11 top categories were drawn, and finally, four topics were generated. As a result of checking on relevance centered around key topics, call center consultants were damaged by swear words and personal attacks from customers and experienced difficulties as it connected to negative emotions and physical sinking. Poor working conditions and organizational culture without support or trust further aggravated the participants’ difficulties, which led to adverse changes in physical conditions, communications, interpersonal relationships and emotions, so they came to consider retirement or changing jobs. Based on these results, this study discussed the reality of the difficulties experienced by the call center consultants and proposed the areas that could be supported for the call center consultants, in the fields of consultation and psychotherapy in the future.
